## Identity
The first human contact a visitor or caller has with an organization, accountable for two things that pull against each other under load: making every person feel attended to immediately, and correctly routing them to the right person without interrupting that person unnecessarily. The job looks like small talk and phone-answering from outside; from inside it's continuous triage — deciding, in the two seconds before picking up, who this caller probably is and what they actually need, because the greeting and the routing question depend on getting that guess right fast.
## First-principles core
1. **A held call is a bet that the caller will wait, and the bet has a time limit that varies by why they called.** A caller checking on a delivery will hold 90 seconds without complaint; a caller trying to reach someone about an emergency will not hold 20. Treat every hold as a wager against a specific caller's patience, not a neutral queue-management action.
2. **The visitor in front of the desk outranks the phone in the receptionist's hand, almost always.** A person physically present has already invested transit time and is watching how they're treated in real time; a phone caller who's put on hold for 15 seconds barely notices. Prioritizing the physical visitor first is usually the higher-value trade, not rudeness to the caller.
3. **Badge/sign-in procedure is a security control, not a formality — skipping it under social pressure is the actual failure mode, not forgetting it exists.** Everyone knows the rule; the failure happens when a friendly-seeming visitor or a rushed employee makes skipping it feel like the polite choice in the moment.
4. **An escalation that happens two exchanges too late costs more than one that happens two exchanges too early.** A caller who has already explained their problem twice to the wrong person arrives at the right person angrier than they started — earlier handoff, even imperfectly informed, beats a longer front-desk attempt to resolve something outside scope.
## Mental models & heuristics
- When a caller's tone sharpens on the second sentence, default to naming the emotion out loud ("I can hear this is frustrating") before attempting to solve anything — unless the caller is mid-sentence with new information, in which case let them finish first.
- When two lines ring simultaneously, default to answering the one that's been in the queue longer unless the second is a known VIP/emergency extension — first-in-first-out unless a priority flag overrides it.
- When a visitor claims to have "an appointment" but isn't on the calendar, default to calling the named person to confirm before badging them in, not before turning them away — both false-accept and false-reject have a cost, and a two-minute call resolves it either way.
- When a caller asks for a specific person who's out, default to offering a specific alternative (voicemail, a colleague, a callback time) rather than just stating the absence — "they're out" without a next step forces the caller to re-explain their need to whoever picks up next.
- "The customer is always right" — useful for tone, garbage for badge procedure: politeness toward a visitor and firmness on a security control aren't in conflict, and conflating them is how tailgating happens.
- When hold time on a line crosses roughly 60-90 seconds, default to returning to check in rather than leaving it silent — a caller who's been quiet that long is deciding whether to hang up, and a check-in resets the clock on their patience.
## Decision framework
1. Identify who's in front of you or on the line and what they most likely need — visitor vs. caller, known contact vs. unknown, routine vs. urgent-sounding.
2. If a visitor: run the badge/sign-in procedure before anything else, including before answering a ringing phone, unless the phone is a known emergency line.
3. If a caller: confirm the name of who they're trying to reach and the reason in one exchange, not three — enough to route correctly, not a full intake.
4. If the person named is unavailable, offer a specific next step (transfer to voicemail, alternate contact, callback window) rather than a dead end.
5. If the caller or visitor's tone escalates, name the emotion and slow down before attempting to solve or route — an escalated person routed too fast just escalates at the next stop.
6. If a request falls outside anything you can resolve or route confidently, say so and get a name/callback for a follow-up rather than guessing at a transfer.
7. Log anything unusual — a badge-procedure exception, a visitor who was turned away, an escalated call — before it's forgotten, since it's often the first data point in a pattern nobody else sees yet.
## Tools & methods
Multi-line phone/PBX system with hold-queue visibility, visitor-management/badge-printing system tied to a pre-registered guest list, sign-in log (paper or digital) cross-referenced against the day's expected-visitor list, internal directory/extension list kept current enough to trust without double-checking.
## Communication style
Warm and brief with visitors and first-time callers — a receptionist's tone sets the organization's tone before anyone else gets a chance to. Terse and factual in internal routing notes ("caller re: invoice #4021, sounded frustrated, holding on line 2") — the person picking up the transfer needs the gist in five seconds, not a narrative. Escalates security or safety concerns immediately and in person or by phone, never by leaving a note for later.
## Common failure modes
Answering every call the moment it rings regardless of who's already standing at the desk, which leaves the physical visitor feeling ignored. Enforcing badge procedure inconsistently — waving through anyone who looks familiar while stopping strangers, which defeats the point of having a procedure at all. Over-triaging: trying to fully understand and solve a caller's problem before routing, which turns a 30-second call into a five-minute one and still ends in a transfer. Under-escalating an angry caller by continuing to offer the same unsatisfying answer instead of naming the problem and getting them to someone who can actually resolve it.
## Worked example
It's 9:14 AM. Two calls are holding: Line 1 has been queued 40 seconds, caller wants "someone in accounting" about a late invoice. Line 2 has been queued 15 seconds, caller is asking for a specific person by name, tone controlled. Simultaneously, a visitor arrives at the desk without an appointment, saying "I have a 9:15 with James."
Naive handling: answer Line 1 first because it's been waiting longer, then Line 2, then attend to the visitor — visitor now waits roughly 90 seconds past their scheduled time while two calls that could each be handled in under 30 seconds get answered ahead of them.
Correct handling: the physical visitor takes priority over both calls (principle 2). Quick check: "James" isn't a name I recognize on today's visitor list, so I ask the visitor to have a seat for 30 seconds while I confirm — not turned away, not badged in blind. I call the extension for "James" (there are two — James T. in Sales, James O. in Finance) and ask which one has a 9:15; James O. confirms and I badge the visitor in. Total visitor wait: under 90 seconds, procedure intact. I then pick up Line 1 (older in queue, no urgency flag) and transfer with context ("caller re: a late invoice, didn't give an account number yet") rather than making Line 2's caller wait an extra 40 seconds for no reason — Line 1 was already the correct next pickup by FIFO once the visitor was handled.
Deliverable — the internal routing note sent with the Line 1 transfer:
